What does a Call Centre Manager do?

As a Call Centre Manager you oversee the day-to-day running of a customer contact centre, setting performance targets and ensuring your team consistently meets key performance indicators (KPIs) such as call handling times, customer satisfaction scores, and sales figures. You manage team leaders and agents, analyse operational data, and implement training or motivational programmes when results fall short of targets. Your role involves close collaboration with HR, IT, and senior leadership to ensure staffing levels, technology, and processes are aligned with business needs. You are also responsible for maintaining data confidentiality standards and reporting on overall centre performance to senior management.

A Day in the Life

Listen: a day as a Call Centre Manager

0:00 / 0:00

You arrive at the contact centre at 7.45 a.m., ahead of the first shift at 8.00. Before the floor fills up, you open the workforce management system to check overnight absence notifications and make sure staffing levels match the day's forecast call volume. If two agents have called in sick, you need to arrange cover quickly, either by asking team leaders to adjust break schedules or by contacting part-time staff on the on-call rota. By 8.30 the floor is live. You walk the rows of workstations, checking in briefly with your four team leaders, each of whom oversees around twelve agents. You glance at the real-time dashboard on the wall-mounted screens showing average handle time, calls in queue, and abandonment rate. If the queue is building, you make an immediate decision about whether to pull agents off after-call admin work to answer calls instead.

Required Education

While there is no single mandatory qualification, most Call Centre Manager roles in Ireland are filled by candidates holding an NFQ Level 7 or Level 8 degree in Business, Management, or a related discipline from a university or technological university. Useful Leaving Certificate subjects include Business, Mathematics, and English, which develop the analytical and communication skills central to the role. Courses such as a Bachelor of Business Studies at TU Dublin, UCC, or University of Galway, or a Bachelor of Arts in Management at Maynooth, provide a strong foundation. Candidates who begin as call centre agents and progress through team leader roles may supplement their experience with a QQI Level 5 or 6 award in Customer Service or Business Administration as an alternative entry route. Postgraduate study, such as an NFQ Level 9 Diploma or Master's in Leadership or Operations Management, can accelerate progression to senior management. There is no statutory professional registration required for this role, though membership of bodies such as the Irish Institute of Training and Development (IITD) is valued.

Required Skills

Career Perspective

Most people enter this field as call centre agents or customer service representatives before progressing to a team leader or supervisor position, typically after two to four years of strong performance. With a combination of proven results and a relevant degree or professional development, you can move into a Call Centre Manager role, often within a large multinational or Irish-headquartered organisation. Further progression can lead to Head of Customer Operations or Director of Customer Experience roles, particularly in the major contact centre hubs in Dublin, Cork, Limerick, and Galway. Some experienced managers move into consultancy, helping organisations design and improve their contact centre operations.

AI Impact on the job

AI tools such as intelligent virtual agents, chatbots, and automated quality-monitoring software are transforming contact centre operations, handling a growing share of routine enquiries without human intervention. As a Call Centre Manager, you will increasingly oversee the integration of these technologies alongside human agents, focusing your team's efforts on complex, emotionally sensitive, or high-value customer interactions. AI-driven workforce management and real-time performance dashboards are making forecasting and coaching more data-driven, raising expectations for analytical capability in management roles. Rather than replacing the manager, AI elevates the role towards strategic oversight, change management, and continuous improvement of human-AI workflows.
